2026 legal services report reveals growing gap in client expectations for law firms

Research highlights rising client demands on service, transparency and digital access

A new report has highlighted shifting client expectations in the legal sector, with firms facing increasing pressure to deliver consistent service, greater transparency and improved digital access.

The 2026 research, based on responses from 642 participants across the UK, indicates that while many traditional expectations remain unchanged, the way clients engage with legal services is evolving.

The findings show that first impressions continue to play an important role, with 82% of respondents describing their initial experience with a law firm as positive. However, the report suggests that maintaining consistent service throughout a matter is a more significant factor in overall client satisfaction.

Communication remains a central issue. Clients expect clear and regular updates, with 85% indicating that at least weekly communication is important. Similarly, 83% expect same-day responses, while 88% want direct contact details for their lawyer.

The research also points to a growing expectation for digital accessibility. Law firm websites are increasingly seen as a primary point of interaction, with clients expecting clear information on services, pricing, and contact details. Around 61% of respondents said they expect features such as live chat, with higher demand among younger and business clients.

At the same time, clients continue to value personal interaction. The report notes that traditional factors such as trust, recommendations, and the ability to meet a lawyer in person remain important in choosing a firm. However, these are now combined with expectations of a more flexible, hybrid service model.

Attitudes towards artificial intelligence are mixed. While 45% of clients said they were comfortable with AI supporting legal services, a significant proportion expressed uncertainty or concern, indicating a need for clearer communication about its use.

The report also highlights the increasing importance of wider factors such as sustainability and diversity. Around 40% of respondents said sustainability was an important consideration when choosing a law firm, while 51% said diversity and inclusion were significant factors.

Despite generally high satisfaction levels, pricing continues to be an area of concern. While 84% of clients said service met expectations, only 68% expressed satisfaction with costs.

The findings suggest that while firms are broadly meeting client expectations, gaps remain in areas such as communication, pricing transparency and consistency of service.
